Position overview:
The Service Operations Specialist is responsible for providing specialist leadership to one or more Operations Support teams. The Service Operations Specialist has specialist expertise in one or more technical domains and ensures that all associated Service Operations stakeholders are provided with an optimum level of service in line with Service Level Agreements (SLAs) Operating Level Agreements (OLAs).
This role will be responsible in managing the daily operations of the Branch Voice Infrastructure Services, - observing local regulatory requirements, conforms to Bank’s Global Operating standards and policies.
Job responsibilities:
SEA Voice Operations Manager function is responsible for the day to day operations of Voice Services in the branch. These services includes both from Trading Voice and Enterprise Voice related products, namely PBXs, Voicemail, Voice Loggers, Dealer Boards, Hoots Hollers etc, operations and also interface with vendors for telephones, fax and ISDN, Voice circuits services. Collects iMACs requests from internal clients and coordinates with respective vendors for their executions.
This role also include Project Management role for the handling of Voice Related projects. Apart from providing SL2 Voice Support to internal clients and manage external vendors, SEA Voice Operations Manager also acts as Lead to provide trainings and support to other Voice Support Officers.
Other responsibilities include:
• Administrative:
o Invoice Verification
o Updating Databases
o Static Data Collection
o Service Application/Deletion
o Inventory Recertification
o Observing bank’s internal KOPs and KOGs – submission of INCRs, GCMs, Symphony Incident Tickets
• Ensures Service Operations team provides optimum service level to the business lines that it is supporting.
• Take overall responsibility for the resolution of incidents and problems within the team. Oversee the resolution of complex incidents.
• Ensure that Analysts apply the right problem solving techniques and processes.
• Assists in managing business stakeholder relationships.
• Assists in defining and managing OLAs with GT stakeholders.
• Ensures the team understands OLAs and resources appropriately and are aligned to business SLAs.
• Ensure relevant Client Service teams are informed of progress on incidents, where necessary.
• Ensure that defined GT Production Management service operations and support processes are adhered to by the team.
• Make improvement recommendations where appropriate.
• Prepare for and, if requested, manage steam review meetings. Make suggestions for continual service improvement.
• Manages escalations by working with Client Services and other Service Operations Specialists and relevant GT functions to accurately resolve escalated issues quickly.
• Observes areas requiring monitoring, reporting and improvement.
• Identify required metrics and ensure they are established, monitored and improved where appropriate.
• Continuously seeks to improve team performance.
• Participates in team training events, where appropriate.
• Works with team members to identify areas of focus, where training may improve team performance, and improve incident resolution.
• Mentors and coaches Production Management Analysts within the team by providing provide career development and counselling, as needed.
• Assists Production Management Analysts in setting performance targets; and manages performance against them.
• Identifies team bottlenecks (obstacles) and takes appropriate actions to eliminate them.
Candidate requirements:
• Minimum 4 years experience and exposure to Voice related products and operations
• Sound Technical Product Knowledge on PBX, Voicemail, Intercom, dealerboard, Voice Logger and etc
• Good knowledge on Data networking, Servers, Windows and Unix Operating Systems
• Service Operations specialist experience within a global operations context
• Extensive experience of supporting complex application and infrastructure domains
• Experience managing and mentoring Service Operations teams
• Broad ITIL / best practice service context within a real time distributed environment
• Experience managing relationships across multiple disciplines and time zones
• Bachelor Degree from an accredited college or university with a concentration in Computer Science or IT-related discipline (or equivalent work experience or diploma)
• ITIL Foundation Certificate
